The structure behind every example

If you are looking for how to respond to negative Google reviews, examples help most when you can see the pattern behind them. Each reply below does five things: thanks the customer, names the specific problem, explains in a sentence without making excuses, offers a direct next step and is signed by a person. The words change with the situation; the structure does not.

The method

Why these five steps work, and what to avoid.

How to respond to negative reviews
Before you post

Google checks replies against its content policies before they appear. Google says this usually takes up to 10 minutes and occasionally up to 30 days, so do not assume a reply is live the moment you submit it.

Manage customer reviews (Google Business Profile Help)

1. Rude or unhelpful staff

Review: "Staff at the counter were rude and kept ignoring us while they chatted."
Thank you for telling us, and we're sorry. Being ignored at the counter is not acceptable, and it's not how our team should treat anyone. I've shared your review with the store team and we're reviewing how the counter is staffed at busy times. If you're willing, please write to [store email] with the date of your visit so I can look into it personally. – Arjun, Store Manager
Reply

Why it works: it does not argue about whether staff were rude, does not name anyone, and asks for the date privately so the manager can investigate.

2. Long waits

Review: "Waited 35 minutes for a table even though we had a booking."
Thank you for the feedback, and we apologise. Waiting 35 minutes when you'd booked ahead is frustrating, and we got it wrong. That evening we were running late from an earlier group, and we should have told you sooner. We now text guests if a booked table is running more than 10 minutes late. We'd love the chance to do better: please contact us at [restaurant email]. – Meera, Restaurant Manager
Reply

Why it works: one sentence of explanation, a concrete change, and no excuse that shifts blame to the customer or another diner.

3. Wrong or incomplete order

Review: "Half my order was missing and nobody answered the phone."
We're sorry, a missing order and no answer on the phone is a poor experience. We'd like to put this right. Please write to [support email] with your order date and we'll sort it out quickly. We're also looking at how calls are handled during the dinner rush. – The [brand] team

Do not offer the refund in public

Offer to resolve it privately. A public "we'll refund you if you update your review" is an incentive, which Google's policy prohibits.

4. Refund or exchange refused

Review: "They refused to exchange a ring I bought two days ago. Terrible service."
Thank you for writing, and I'm sorry this left you disappointed. Our exchange policy has some conditions for resized and engraved pieces, and we clearly didn't explain them well at the time of purchase. I'd like to understand your case and see what we can do: please contact [store email] and mention this review. – Kavya, Store Manager
Reply

Why it works: it states the policy without quoting it at the customer, owns the communication failure, and opens a private conversation.

5. Cleanliness

Review: "Washrooms were dirty and the tables were sticky."
Thank you for pointing this out. That's below our standard and we're sorry. We've reviewed the cleaning schedule with the store team so tables and washrooms are checked every hour during opening times. We hope you'll give us another chance. – Rahul, Area Manager
Reply

Only state a change that has actually happened. A promise in a reply that is not kept becomes the next review.

6. Price complaints

Review: "Way overpriced for what you get."
Thank you for the honest feedback. We know price matters, and we're sorry the visit didn't feel worth it. We'd like to hear more about what you bought and what you expected, so we can pass it on to our team: [store email]. – Neha, Store Manager
Reply

Avoid defending your pricing in detail or pointing to discounts. Google advises against promotional replies, and price debates rarely persuade anyone.

7. Delivery delays

Review: "Delivery was promised in 3 days, took 10. No updates."
We're sorry, a week's delay with no updates isn't acceptable. Please share your order number at [support email] and we'll check what happened and keep you updated until it's resolved. We're also reviewing how delivery delays are communicated. – The [brand] care team

8. One-star rating with no text

A rating without text gives you nothing to address. Keep the reply short, ask for detail privately and do not speculate.

We're sorry to see this rating. We'd like to understand what went wrong so we can fix it. Please write to [store email] when you have a moment. – The [store] team

Adapting these examples

  • Use the real details: the store, the time of day, the product, what changed.
  • Vary the wording. If a reader scrolls your profile and sees the same reply ten times, none of them count.
  • Match the customer's language where you can. A review written in Hindi or Tamil deserves a reply in the same language if your team can write one well.
  • Keep a short library of approved phrasings for common situations, not whole replies.

How to keep one brand voice across hundreds of stores.

One brand voice across hundreds of stores

Doing this with Falcon

Falcon's CRM is where a team handles replies across stores. For each review it suggests an owner from your taxonomy, drafts a reply from the playbook for the review's theme and sentiment, and checks the draft before it is saved: is it long enough to sound personal, does it contain a phone number or email, does it promise compensation that needs a manager's approval, and does it fit the channel's length. Reviews can be assigned, escalated and tracked to done. The reply itself is posted in Google Business Profile.
