What makes hotel replies different

A negative review reply for a hotel is read by travellers comparing several properties, often weeks before they stay. A stay has many parts, and reviews often praise some and criticise others. A good reply addresses the specific part that went wrong, shows what the property does about it and keeps the tone of a good front desk: calm, warm and responsible.

Check-in and room readiness

Review: "Room wasn't ready until 5 pm though check-in was at 2." Reply: "We're sorry. Waiting three hours after check-in time is not how your stay should start. We've added housekeeping staff on peak days so rooms are ready on time. We hope to welcome you back properly. – Anjali, Front Office Manager"

Cleanliness

Review: "Bathroom wasn't clean and towels were stained." Reply: "Thank you for telling us, and we apologise. That's below our standard. Our housekeeping manager has reviewed the room and the checks for that floor. Please contact [email] so we can follow up personally. – [Name], Guest Relations"

Noise

Review: "Couldn't sleep, wedding party until 1 am." Reply: "We're sorry your sleep was disturbed. Events are part of our hotel, but guests should be able to rest, and we should have offered you a quieter room. We're reviewing how we allocate rooms on event nights. – [Name], Duty Manager"

Staff and service

Review: "Front desk was rude when we asked for an extra bed." Reply: "We're sorry. You should always be treated courteously, and I've raised this with the front office team. Please write to [email] with your stay dates so I can look into it. – [Name], General Manager"

Amenities and facilities

Review: "Pool was closed and nobody told us at booking." Reply: "We're sorry. The pool was closed for maintenance, and we should have told you before you arrived. We now include facility closures in the booking confirmation. – [Name], Guest Relations"

Billing

Review: "Charged for minibar items we didn't use." Reply: "We're sorry for the confusion. Please write to [email] with your booking reference and we'll review the charges and reply within two working days. – [Name], Front Office Manager"

Do not discuss the guest's bill in public. Move it to a private channel straight away.

Common questions

Who should reply for a hotel?

A named guest relations or duty manager for most reviews; the general manager for serious ones.

Should we offer a free night?

Resolve privately. Never make an offer conditional on changing the review.

What if the guest is wrong?

Correct facts briefly and politely, without arguing, and invite them to contact you.

How do we handle many properties?

Same structure everywhere, named local signatories, and central monitoring of recurring complaints.

Across many properties

For hotel groups, the same complaint across several properties usually has a group-level cause: a booking system that oversells, a housekeeping standard, a policy on events. Track complaint types by property and month, and route repeated themes to the group owner rather than each general manager.

Doing this with Falcon

Falcon's CRM is where a team handles replies across stores. For each review it suggests an owner from your taxonomy, drafts a reply from the playbook for the review's theme and sentiment, and checks the draft before it is saved: is it long enough to sound personal, does it contain a phone number or email, does it promise compensation that needs a manager's approval, and does it fit the channel's length. Reviews can be assigned, escalated and tracked to done. The reply itself is posted in Google Business Profile.
