Two meanings
Search for what is closed loop feedback and you will find control engineering: thermostats, motors, systems that adjust based on their own output. In customer experience, the term borrows the idea: feedback from customers flows back into the business, the business acts, and the result is fed back to customers and checked.
Closed loop in CX
- Respond: acknowledge the customer, often within a day.
- Resolve: fix their individual problem where possible.
- Analyse: look across feedback for the cause.
- Fix: change the process, policy or product.
- Tell: let customers know what changed.
- Check: measure whether the issue fell.
Individual and systemic
The individual part closes the loop with one customer. The systemic part closes it for all customers by removing the cause. Programmes that only do the first handle the same complaint forever.
Inner loop vs outer loop: replying vs fixing.
Inner loop vs outer loop replying vs fixingWhen is a loop closed?
- The customer has heard back.
- The cause has an owner and a decision.
- The change has been made.
- The issue's share of feedback has fallen, and stayed down.

An example
A customer complains in a review that her order was missing items. The store replies, apologises and arranges a refund (individual loop closed). Analysis shows missing-item complaints rising at four outlets after a new packing station; a checklist is added (systemic fix). Missing-item complaints at those outlets fall the next month (checked).
Common mistakes
- Calling a reply "closing the loop".
- Fixing without telling customers.
- Telling without checking.
- Measuring loop closure only by response time.
Common questions
Is closed-loop feedback the same as service recovery?
Service recovery is the individual part; closed loop includes fixing the cause.
How fast should loops close?
Individual: days. Systemic: weeks to months.
What should we measure?
Response time for individual loops; issues fixed and held for systemic loops.
Do we need surveys for closed loop?
No; reviews and complaints work just as well as inputs.
Checklist
- Individual follow-up.
- Cause analysed.
- Owner and fix.
- Customers told.
- Result checked.
In short
In CX, closed-loop feedback means responding to the individual customer and fixing the cause for everyone, then telling customers and checking the issue fell.
Measuring closed loops
Measure the individual loop by how quickly customers hear back and how often their problem is resolved. Measure the systemic loop by the number of issues that got an owner and a decision, the actions checked on time, and the issues whose share of feedback fell and stayed down. Report both; most programmes report only the first.
Telling customers
The "tell" step is the most often skipped. Update replies to reviews about a fixed issue, mention changes in store or in messages, and include a short "you told us, we changed" note where it fits. Customers who see their feedback lead to change are more likely to give it again.
Where to start
If you already reply to reviews, you have the individual loop. Add the systemic loop by tagging every review by topic, picking one rising issue each month, and following it to a checked fix.
Doing this with Falcon
Falcon labels each topic in scope as needing attention, emerging or a strength. Each insight names the issue, why it matters and a next step that names the taxonomy owner; actions can be tracked to done, and because reviews keep being classified, the same signals show whether the issue's negative share falls afterwards.
