The principle

Knowing how to handle restaurant customer complaints well is mostly about speed and ownership. A complaint handled at the table, in the moment, rarely becomes a one-star review. One that is brushed off often does. And every complaint, wherever it arrives, is information about something that may happen again.

At the table

  1. Listen without interrupting or explaining.
  2. Apologise for the experience, not with "sorry you feel that way".
  3. Fix it now if you can: replace the dish, bring the missing item, move the table.
  4. Tell the manager on duty for anything beyond a simple fix.
  5. Check back before the guest leaves.
Give staff authority

Let servers replace a dish or bring something extra without asking a manager. Waiting for permission is often what turns a small complaint into a bad review.

By phone, message or email

  • Get the order details and the outlet.
  • Resolve quickly: refund, replacement or credit, according to your policy.
  • Tell the guest what will happen and when.
  • Record the complaint with its type, outlet and date.

In online reviews

  • Reply within a day.
  • Name the specific problem and say what you are doing.
  • Give a direct contact and move the details offline.
  • Escalate hygiene and safety reviews before replying.
  • Never offer anything in return for changing the review.

Serious complaints

Claims of illness, allergic reactions, foreign objects or injuries need a defined process: who is informed, what is checked (batch, shift, temperature logs), what is recorded and who speaks to the guest. Decide this before it happens.

Log, then look for patterns

  • Keep one log of complaints from every channel: table, phone, delivery apps, Google reviews.
  • Tag each by type: food, service, waiting, hygiene, value, delivery.
  • Each month, count by type and outlet, and compare with the previous month.
  • Pick the top recurring complaint and find its cause.

Training the team

  • Role-play the five most common complaints in your outlet.
  • Agree what each role can offer without asking.
  • Share good recoveries in the team briefing.
  • Never punish staff for complaints they reported; you want to hear about them.

Common questions

Should we comp the meal?

It depends on the problem and your policy. Fixing the problem quickly often matters more than comping.

What if the guest is abusive?

Stay calm, involve the manager and keep staff safe. You do not have to tolerate abuse.

How do we handle complaints about delivery partners?

Resolve the guest's problem first, then share the evidence with the partner.

How many complaints are normal?

Compare each outlet with itself over time and with similar outlets, rather than with a general number.

An example, start to finish

A guest tells the server their biryani is cold. The server apologises, takes it back and returns with a fresh plate within ten minutes, telling the manager on the way. The manager stops by before dessert. That evening, the complaint is logged as food temperature, dinner, outlet 7. At the month's review, outlet 7 has the highest share of food-temperature complaints at dinner; the cause is a pass that backs up when one runner is on break. A second runner at dinner fixes it. The guest who complained never wrote a review; the next hundred guests never had the problem.

Doing this with Falcon

Falcon classifies every Google Maps review of every outlet, and Google Play reviews of your ordering app, into themes such as food quality, service, waiting, hygiene, delivery and value, with the sentiment of each mention. Negative share by topic, outlet and month shows which complaints are rising where, and every number opens the reviews behind it, so area managers can act on evidence rather than the last angry call.
