What stays the same

These negative review response examples follow one structure on every platform: thank, name the specific problem, explain briefly without excuses, offer a direct next step and sign. What changes is who reads the reply and what the customer can do next.

The method

How to respond to negative reviews: five steps.

How to respond to negative reviews

Google Maps

Replies appear publicly under the review, as the business, and the reviewer is notified. Write for the next customer as much as for this one.

Review: "Billing took 30 minutes and only one counter was open." Reply: "We're sorry, a 30-minute wait to pay is too long. We've added a second counter on weekend evenings from this month. We'd welcome the chance to do better: [store email]. – Sameer, Store Manager"

Google Play

Google says users get a push notification and an email when you reply, and you can post one reply per review and edit it at any time. Use replies to give users a fix or a route to support.

Review: "Payment failed three times, money deducted." Reply: "Sorry about this. Deducted amounts for failed orders are usually refunded automatically, but please write to [support email] with your transaction ID so we can check it today. A fix for the payment issue is in version [x.y]."

Food delivery apps

On delivery platforms, part of the experience belongs to the platform and its riders. Take responsibility for what you control, without blaming the partner in public.

Review: "Food arrived cold and a dessert was missing." Reply: "We're sorry, cold food and a missing item isn't the meal we want you to have. We've shared this with our kitchen team and are checking how the order was packed. Please reach us at [email] so we can make it right."

A repeat complaint

Review: "Third time the same problem. Clearly nobody reads these." Reply: "You're right to be frustrated, and we're sorry this has happened again. I've escalated it to our operations head, who will contact you directly if you write to [email]. – [Name], Area Manager"

Acknowledge the repetition honestly; it is the strongest signal that a cause has not been fixed.

An angry, exaggerated review

Review: "WORST PLACE EVER. Total scam. Never go here!!!" Reply: "We're sorry you had such a bad experience. We'd like to understand what happened and put it right: please contact [email] and mention this review. – The [store] team"

Do not match the tone. Readers judge the business by the calm reply, not the angry review.

What never changes

  • No arguments in public.
  • No customer details: orders, phone numbers, amounts.
  • No compensation in exchange for changing a review.
  • No blaming staff by name or partners in public.
  • No promises that are not true.

Common questions

Should replies differ by platform?

The structure should not. Length, tone and the next step can: app replies point to an update or support; store replies point to the store.

What if the platform will not let me reply?

Some platforms limit business replies. Then respond through the channels you control, and focus on fixing the cause.

Should we reply to old negative reviews?

Yes, if the issue is still relevant or has been fixed; say what changed.

Who should reply to negative reviews?

Someone with authority to resolve the problem, or a team that can route it to them quickly.

Doing this with Falcon

Falcon's CRM is where a team handles replies across stores. For each review it suggests an owner from your taxonomy, drafts a reply from the playbook for the review's theme and sentiment, and checks the draft before it is saved: is it long enough to sound personal, does it contain a phone number or email, does it promise compensation that needs a manager's approval, and does it fit the channel's length. Reviews can be assigned, escalated and tracked to done. The reply itself is posted in Google Business Profile.
